| S2 | Funcionalidad crítica degradada; alto impacto | 4 h | 24 h |
| S3 | Impacto menor, con solución temporal disponible | 8 h | 3 días |
| S4 | Consulta, mejora o pedido de funcionalidad | 24 h | A planificar |
9. Contacto
Service Level Agreement (SLA)
This document describes the service objectives with which CALLIVOZ designs and operates the platform. They are operational targets, not guarantees: they do not generate automatic credits or compensation (see section 3).
1. Availability objectives
| Component | Monthly objective |
|---|---|
| Control API (portal, authentication) | 99.9% |
| SIP signaling plane (registration, INVITE) | 99.9% |
| Media plane (RTP) | 99.9% |
| Outbound webhooks | 99.5% |
| Administration panel (UI) | 99.9% |
2. How the objective is understood
Availability = (total time in the month − unavailable time) / total time in the month × 100.
The objective is a design reference. While no continuous and independent per-component measurement exists, CALLIVOZ does not certify the percentage achieved in a given month.
The following do not count as unavailability:
- Scheduled maintenance (with at least 72 hours' notice).
- Force majeure (natural disasters, large-scale Internet outages, DDoS cyberattacks of extraordinary magnitude).
- Failures attributable to the Customer (incorrect credentials, malformed code, exceeded quotas).
- Failures of upstream wholesale carriers not contracted by CALLIVOZ.
3. No service credits
The Service is paid with prepaid balance per consumption; there is no monthly fee on which to calculate a credit. For this reason this version of the SLA does not grant service credits. If credits are offered in the future, they will be published here together with the method used to measure availability.
The above does not limit the refunds set out in section 7 of the Terms and Conditions, which are analyzed on a case-by-case basis at the Customer's request.
4. Severities and target response times
These are the times the support team works to. They are objectives, not guaranteed deadlines, and are counted from the moment the ticket is registered with the corresponding severity.
| Severity | Definition | First contact (objective) | Workaround or definitive fix (objective) |
|---|---|---|---|
| S1 | Service down for multiple customers; production impact | 1 h | 8 h |
| S2 | Critical functionality degraded; high impact | 4 h | 24 h |
| S3 | Minor impact, with a workaround available | 8 h | 3 days |
| S4 | Inquiry, improvement, or feature request | 24 h | To be scheduled |
5. Support channel
- Ticket portal within the panel and email to support@callivoz.com. For S1 and S2, state the severity in the subject.
- The portal and email accept tickets at any time. Attention is Monday to Friday; items received on weekends or holidays are attended to the next business day, except for S1 items, which are attended as soon as the team becomes aware of them.
6. Scheduled maintenance
Windows: Sundays 03:00–05:00 UTC. They are notified with at least 72 hours' advance notice by email. Urgent security changes may be carried out outside the window with the minimum notice possible.
7. Status page
callivoz.com/status publishes service status and open incidents. Per-component detail, measurements, and history are not published: they are part of the infrastructure's security information. A Customer affected by an incident may request information about it from support.
8. Post-incident report
For S1 or S2 incidents a post-incident report, or postmortem (root cause, timeline, impact, and corrective actions), is prepared, with the objective of having it within 5 business days. Consistent with section 7, it is not published: it is delivered to the affected Customer that requests it at support@callivoz.com.
